Key Takeaways
- The 2026 ContactBabel study puts average speed to answer for US contact centers at 74 seconds
- Zendesk found that 88% of customers expect faster responses than they did one year earlier
- Freshworks' leading messaging cohort answered in under 20 seconds and resolved WhatsApp and Facebook conversations in under four minutes
- Salesforce found that 71% of customers prefer different contact channels in different contexts
- US customer service representatives earned a median $21.53 per hour in May 2025
Customers measure support time in more than one way. A quick automated acknowledgment is not the same as a useful first reply, and neither guarantees a fast resolution. Phone callers experience queue time, chat users notice pauses between messages, and email customers may wait hours before anyone begins work.
The latest data shows a widening gap between what customers expect and what many support operations deliver. ContactBabel measured a 74-second average speed to answer in US contact centers for its 2026 report. Zendesk, meanwhile, found that 88% of customers expect faster responses than they did one year earlier.
This article uses reports available through September 17, 2026. Each figure keeps its original population and measurement period. Vendor platform benchmarks describe the customers on those platforms, while surveys describe their respondents. They are useful comparison points, not universal service-level targets.
Customer support response time statistics at a glance
| Measure | Latest figure | Scope |
|---|---|---|
| Average phone speed to answer | 74 seconds | 207 US contact centers, ContactBabel 2026 |
| Average first-contact resolution | 70% | ContactBabel 2026 US study |
| Customers expecting faster responses than one year earlier | 88% | Zendesk CX Trends 2026 |
| Consumers expecting service availability around the clock | 74% | Zendesk CX Trends 2026 |
| Customers expecting immediate contact | 77% | Salesforce global customer survey, 2023 |
| Customers preferring self-service for simple issues | 61% | Salesforce global customer survey, 2023 |
| Trendsetter web-widget first response | 10 seconds | Freshworks 2025 platform benchmark |
| Trendsetter web-widget resolution | 3 minutes 45 seconds | Freshworks 2025 platform benchmark |
| US customer service representative median wage | $21.53 per hour | BLS, May 2025 |
| Projected annual US job openings | 289,500 | BLS, 2025 to 2035 |
These figures should not be collapsed into one target. A password reset in chat and an insurance dispute by phone have different complexity, risk, and verification requirements. Teams need channel and issue-type benchmarks rather than one companywide average.
First-response time benchmarks in 2026
ContactBabel's 2026 US Contact Center Decision-Makers' Guide reports an average phone speed to answer of 74 seconds. That is one-third higher than the report's pre-pandemic average. The study is based on 207 US organizations and more than 1,000 consumer interviews, and it was published on April 21, 2026.
Phone speed to answer starts after a caller enters the agent queue. It does not necessarily include time spent navigating an automated menu or completing identity checks. A company can therefore report a short queue time while customers still experience a longer journey before reaching an agent.
Messaging operates on a much shorter clock. Freshworks analyzed 32,000 companies across 60 countries for its 2025 Customer Service Benchmark Report. Its highest-performing cohort, labeled "trendsetters," posted these first-response results:
| Messaging channel | Trendsetter first response | Trendsetter resolution time |
|---|---|---|
| Web widget | 10 seconds | 3 minutes 45 seconds |
| 4 seconds | 1 minute 12 seconds | |
| Under 20 seconds | 1 minute 14 seconds |
The full Freshworks table also shows how performance spreads between cohorts. On the web widget, "performers" answered in 28 seconds and resolved in 12 minutes 3 seconds. "Aspirants" answered in 1 minute 43 seconds and resolved in 51 minutes 14 seconds. The same channel and platform can therefore produce very different customer experiences depending on staffing, routing, automation, and knowledge quality.
Freshworks' figures are platform benchmarks, not a random sample of every support organization. They are most useful when compared with a team's own messaging queue under similar hours and ticket types.
Resolution time and first-contact resolution
First response tells a customer that someone has engaged with the request. Resolution time measures how long it takes to finish the work. The distinction matters because a team can lower first response time with acknowledgments while leaving its unresolved backlog unchanged.
ContactBabel's 2026 study found average first-contact resolution of 70%, down from 76% in the prior comparison. First-contact resolution means the customer did not need another interaction for the same issue. It is not the same as average resolution time, but it is an important speed measure because repeat contacts add customer effort and consume more agent capacity.
Freshworks found that its trendsetter web-widget cohort combined a 3-minute 45-second resolution time with 97.53% first-contact resolution. Its performer cohort recorded 83.37% first-contact resolution, while the aspirant cohort recorded 64.11%. Those results show why raw speed needs a quality check. A quick reply is useful only if it moves the case toward a correct answer.
HubSpot's 2024 State of Service survey adds an expectations benchmark. More than half of the customer relationship management leaders surveyed said their customers expected problems to be resolved within three hours. The report also found that 74% of leaders said switching between tools made ticket resolution take longer. The survey reflects leaders' reports about customer expectations, not direct timing data from ticket systems.
For operational reporting, track at least four separate measures: median first-response time, 90th-percentile first-response time, median resolution time, and first-contact resolution. The median shows the typical case. The 90th percentile exposes the long tail that an average can hide.
Customer expectations and satisfaction
Zendesk's 2026 CX Trends report found that 88% of customers expect faster response times than they did a year earlier. It also found that 74% expect customer service to be available 24 hours a day because of AI. Zendesk surveyed 6,182 consumers and 5,115 business respondents across 22 countries in June 2025. Availability and resolution are different promises, though. An always-open bot that cannot complete a request may shift the wait rather than remove it.
Zendesk also reported that 74% of consumers find it frustrating to repeat their story to different agents. Speed metrics should therefore include transfer quality. A fast handoff that makes the customer restate the problem can reduce queue time without reducing effort.
Salesforce's State of the Connected Customer, published in August 2023, surveyed 14,300 consumers and business buyers. It found that 77% expected to interact with someone immediately when contacting a company. Another 61% preferred self-service for simple issues. Together, those results suggest that customers want the quickest suitable path, not necessarily a live agent for every question.
HubSpot's survey found that 82% of service leaders said customers expected immediate problem resolution. Freshworks' messaging benchmark provides a useful quality counterweight: its trendsetter web-widget group paired a 97.53% first-contact resolution rate with customer satisfaction near 100%. These figures come from different studies and should not be treated as proof that a specific response time causes a specific satisfaction score. They do show that leading operations monitor speed and outcome together.
Channel preferences change with the situation
There is no single preferred support channel. Salesforce found that 71% of customers prefer different channels depending on their context. It also found that 74% had used multiple channels to start and complete a transaction.
Simple questions often move to self-service. Salesforce reports that 61% of customers prefer self-service for simple issues, and its 2024 State of Service research estimates that self-service resolves 54% of issues at organizations that offer it. Complex, emotional, or high-risk cases still create demand for a person who can apply judgment.
ContactBabel's 2026 study found that 25% of callers had already tried to solve their issue online and failed. A phone queue is therefore not always a first attempt. Some callers arrive with more frustration and a harder problem than the overall ticket mix suggests.
Channel plans should account for that selection effect:
| Channel | What customers usually need from it | Useful timing measures |
|---|---|---|
| Phone | Immediate conversation for urgent or complex cases | Speed to answer, abandonment, handle time, first-contact resolution |
| Live chat and messaging | Fast interaction with room to share links or files | First response, reply gaps, total resolution, concurrency |
| Email and web forms | A documented path for work that can be handled asynchronously | Business-hours first response, resolution, backlog age |
| Self-service | An answer without entering an agent queue | Search success, containment, failed search, assisted-contact rate |
A customer who changes channels should keep their context. If the support system treats every switch as a new case, channel choice creates duplicate work instead of convenience.
Abandonment shows where customers stop waiting
Call abandonment measures the share of callers who disconnect before reaching an agent. The metric is sensitive to queue length, callback options, menu design, outages, and whether very short calls are excluded.
ContactBabel reported that the 2024 abandonment rate in its historical series was the highest it had recorded. Its public 2026 summary does not publish one universal abandonment percentage, so this article does not assign one. Teams should compare their rate with the full report's size and industry breakdown, then document their own calculation rules.
An official local-government operation shows how staffing and abandonment can move together. Stoke-on-Trent City Council reported a 27% abandoned-call rate for 2023 to 2024, followed by 36% in the first quarter, 30% in the second, and 24% in the third quarter of 2024 to 2025. Its report linked the queue pressure to vacancies and absence and said agency advisers hired in December improved wait and abandonment performance. This is one public service operation, not an industry benchmark.
Abandonment should be read beside average speed to answer and the distribution of wait times. A low average can coexist with a group of customers who wait much longer during peaks. Callback acceptance and repeat-call volume also help reveal whether customers truly received service or simply left the queue.
Staffing benchmarks and capacity in 2026
The Bureau of Labor Statistics counted about 2.7 million US customer service representative jobs in 2025. Median pay was $21.53 per hour, or $44,770 a year. BLS projects employment to decline 5% from 2025 to 2035, but it still expects about 289,500 openings per year, mainly to replace workers who change occupations or leave the labor force.
BLS also says new representatives typically receive two to four weeks of on-the-job training. Finance and insurance roles can require several months. That training delay belongs in a capacity plan. A filled seat does not become fully productive on the employee's first day.
Around-the-clock availability adds another constraint. BLS notes that call centers may use early-morning and late-night shifts, while evenings, weekends, and holidays are common busy periods. Zendesk's finding that 74% of consumers now expect 24-hour availability does not mean every company needs a full internal night shift. It does mean the operating model should state what happens after hours.
Intercom's 2026 Customer Service Transformation Report surveyed 2,470 support professionals in the fourth quarter of 2025. Forty percent said agents were spending more time training and optimizing AI systems. Capacity models need to reserve time for that work instead of treating automation as costless. The same report found that 50% of respondents worked on teams with fewer than 50 people, 23% on teams of 51 to 200, and 27% on teams above 200.
A practical staffing calculation starts with contact volume by half-hour, channel, and issue type. Add average handling time, expected occupancy, shrinkage for training and leave, and the target service level. Email backlogs need a workload calculation based on arrival rate and productive handling hours. Chat needs an explicit concurrency assumption. Using one agents-per-ticket ratio across all channels hides these differences.
What the 2026 benchmarks mean for support leaders
The current evidence supports three operational decisions. First, separate first response from resolution. Second, set targets by channel and issue type. Third, review the slowest cases instead of managing only to an average.
Phone operations can compare their queue with ContactBabel's 74-second US average, but that number is not automatically the right service level for every business. Messaging teams can use Freshworks' cohort data to see what strong platform performance looks like. Email teams should measure business-hours response and backlog age from their own ticket system because public cross-industry email averages often mix very different workflows.
Coverage choices follow from those measures. A customer service virtual assistant can extend queue coverage or take a defined set of routine tickets. Customer support outsourcing can provide a larger managed team when volume varies by hour or season. Our guide to customer service outsourcing in the Philippines covers one common sourcing model.
Before changing staffing, record the current median and 90th-percentile response times, resolution time, first-contact resolution, abandonment, reopen rate, and satisfaction by channel. That baseline makes it possible to tell whether a new schedule, workflow, or service partner improves the customer experience rather than merely producing faster acknowledgments.

Frequently asked questions
What is a good first-response time for customer support?
It depends on the channel and issue. ContactBabel measured a 74-second average speed to answer for US contact centers in 2026. Freshworks' highest-performing messaging cohort answered web-widget contacts in 10 seconds. Email and web forms operate on longer business-hour targets. Compare like channels and case types, then monitor the 90th percentile as well as the median.
What is the difference between first-response time and resolution time?
First-response time runs from the customer's initial contact until the first meaningful reply. Resolution time runs until the issue is closed. An acknowledgment can shorten first response without improving resolution, so teams should report both.
What is a good first-contact resolution rate?
ContactBabel reported a 70% average in its 2026 US study. Freshworks' 2025 messaging data ranged from 64.11% for its aspirant web-widget cohort to 97.53% for trendsetters. Issue complexity and calculation rules affect the rate, so comparisons should use similar queues and the same reopen window.
How does response time affect customer satisfaction?
Customers consistently report that speed matters, but speed alone does not guarantee satisfaction. Zendesk found that 88% expect faster responses than one year earlier, while Freshworks' leading messaging cohort combined fast resolution with high first-contact resolution and satisfaction. Correct answers, low effort, and continuity across transfers still matter.
How should a support team measure call abandonment?
Define when a call enters the queue, whether to exclude very short disconnects, and how callbacks count. Report abandonment beside speed to answer, peak-period wait times, callback acceptance, and repeat calls. Without consistent rules, comparisons between teams can be misleading.
